The universal rules
- Reply within 48 hours - silence reads as guilt
- Never argue, never explain at length, never get witty
- Take it offline fast: acknowledge publicly, resolve privately
- Remember your real audience: the 500 people who will read this reply later
Template 1 - The legitimate complaint
"Hi [Name], this isn't the experience we want anyone to have - that's on us. I'd like to make it right personally. Please reach me directly at [phone]. - [Owner], [Business]" Short, ownership taken, path to resolution. Then actually fix it. A resolved 1-star that updates to 4-star is marketing gold.
Template 2 - The unfair or mistaken review
"Hi [Name], we take feedback seriously and looked into this right away. We believe there may be a mix-up - we have no record of this job, and we'd love to make it right if we missed something. Please call [phone]. - [Owner]" Facts, no accusations, door open. Readers will side with you.
Template 3 - The fake or malicious review
Same calm public reply as above. Then flag it: Google Business Profile → Reviews → Report review. Violations (spam, off-topic, conflict of interest, impersonation) get removed within days to weeks. Don't mass-flag legitimate criticism - that wastes your credibility with Google when it matters.
